0-6 months | Medium Enterprise Project Type: New Market Entry Industry Type: Financial Services Business Unit: Innovation & Transformation Problem: The client faced challenges trying to track progress in largescale commercial construction projects they were underwriting, relying on traditional digital cameras, stacks of excel spreadsheets, phone tag, and site visits. This proved costly both logistically and in terms of delayed or missing communications of potential risk factors. Action: We conducted lengthy Voice of Customer and competitive analysis research, proceeded to information architecture design, followed by a low-fidelity prototype that we iterated on alongside potential users, ultimately followed by a high-fidelity prototype and UI library, along with requirements documentation and walkthrough videos for the POs and Devs. Result: Due to the sensitive nature of the client's work, we were unable to gather outcome metrics from the project once in use, but everything proceeded according to plan with stakeholders approving each step of our process and actively participating in the critical stages.See More

Support page updates to reduce need for new support ticket creation

0-6 months | Medium Enterprise Project Type: Go-to-Market Strategy Industry Type: Technology Business Unit: Innovation & Transformation Problem: The support pages of the company's site were resulting in frustrations with the chat bot and ultimately human Support staff. Given an OKR to reduce support tickets there was pressure internally to improve the pages. Out extensive research database of survey and interview data and our heuristic and expert analysis from a UX perspective suggested that the information provided on the pages was not adequate, and that the IA was confusing, driving users to seek help from a person. Action: First, we combined our existing research with new research and did extensive analytics analysis to verify the most common issues that users sought help on, from Google search results, Support ticket subjects, resources commonly shared by Support staff, popular user forum topics, and traffic in the KB pages. Using this we began to assemble a content strategy and information architecture that would solve 80% of common user needs and provide a clearer navigation model. We then did a full UX design. Result: The outcomes were immediate, with new support case creation from the web dropping by 32% overnight, and time on site of the support pages increasing by nearly 60%. Additionally, we noted that users chose our new "Topic" pages rather than their previous habit of clicking immediately into a specific Product's support page. This was good since most user problems were not product specific but rather related to purchasing, licensing, and renewals.See More
