Transforming the Client Experience at SpectrumEnterprise.net

When Charter, Time Warner Cable, and Brighthouse merged, we formed Spectrum Enterprise, and inherited over 40 disconnected portals, each tied to separate systems, logic, and data models. The ask was to create a unified self-service experience for enterprise clients. Early on, we recognized that one of the most foundational challenges to building this portal was identity: there was no reliable way to define a client across the combined back office. There was no reliable way to define a client across the combined back office. So we built one. My team designed a machine learning system to process data from across the business (billing, provisioning, support, CRM) and generate a consistent index of the client. This index became the foundation for both authentication and personalization, enabling us to reflect what clients actually expected to see: their services, their data, their teams. With that in place, we were able to create something new in the enterprise telecom industry: a truly client-centric platform for managing services at scale. Clients could view and pay bills, submit and track support tickets, configure services, and get real-time status updates. We launched the platform in phases, starting with high-touch accounts and expanding from there. Today, more than 60,000 client organizations use it regularly. Support call volume has dropped by over 60%. Internal teams have clearer visibility into the client relationship. I led the product strategy, roadmap, and cross-functional coordination across engineering, operations, and support. The work focused on building shared structure, across systems, teams, and interfaces. We ended up with a differentiated client-centric portal in a very technical market, and a client index system that continues to be used across the business in different ways (IVR, support systems, CRM integration, etc.) to support a more coherent experience for everyone involved.See More
